What does the day look like?
You answer inbound calls, emails, webchats and social messages. You explain products, services, policies and bills, take orders and payments, book appointments, log contacts in a CRM, handle complaints and escalations, and on outbound lines you make sales, collections or survey calls. The named tools are CRM and ticketing systems such as Salesforce Service Cloud, Zendesk, Freshdesk, HubSpot Service Hub, and telephony platforms such as Genesys Cloud, Avaya, Cisco Contact Center, Five9, Amazon Connect, plus the headset, softphone, screen scripts and after-call wrap codes.
Direct conversation is 60% to 70% of shift time. The rest is wrap-up typing, record updating, reading product updates, queue waiting, quality coaching and compliance checks. In the United Kingdom the roster is 37 to 40 hours per week covering evenings, weekends and bank holidays. In the United States the work includes evening, weekend and holiday cover, with early-morning and night shifts in 24-hour centres. In Australia the average is 39 hours, with 78% full-time and 22% part-time. Night work is normal on international lines. Formal on-call is rare, rostered shifts are the rule.
