What does the day look like?
You run a 1st line team of 10 to 15 operators. About 30% to 40% of the day is escalations: hard calls and complaints passed up from the line, difficult cases you resolve yourself, and coaching operators after tough conversations. The other 60% to 70% is running the team: rostering and duty assignment, QA sampling with scorecards, 1 to 1 meetings, tracking SLA, CSAT, AHT and FCR, reporting, hiring and onboarding, and fixing processes.
You work in CRM and HelpDesk systems, Jira, workforce rostering software, call recording and QA scorecards, SLA, CSAT, AHT and FCR dashboards, plus Salesforce, Microsoft Dynamics, SAP, Oracle PeopleSoft, Microsoft Excel, Microsoft Teams and Microsoft Outlook. O*NET reports 98% handle telephone conversations every day, 96% hold face to face discussions every day, 89% use email every day, 61% sit continually, and 61% work 40 hours per week. In 24/7 bank, telecom and BPO centres evening, weekend and night shifts are standard, with on-call escalation cover even on rostered days off.
