What does the day look like?
About 20% of the day involves customers: serious escalations, VIP complaints and incident calls. The other 80% is management work—planning headcount and budgets, monitoring SLA and CSAT targets, designing queues and schedules, holding 1-to-1 meetings with team leads, calibrating quality reviews, hiring, firing and negotiating with vendors.
Teams use Zendesk, Salesforce Service Cloud, Intercom, Freshdesk or HubSpot Service Hub for tickets; Aircall, Five9, Genesys or Talkdesk for calls; Klaus, MaestroQA or Playvox for quality; and Looker, Tableau or Power BI for reporting. O*NET reports that 70% work more than 40 hours a week. Agents work shifts, but the director carries on-call responsibility and may join incident calls at night or on weekends.
