What does the day look like?
You manage service-level agreements, budgets, billing, seat use, staffing forecasts and schedules, quality, compliance, recruitment, training and staff turnover. You track measures such as CSAT, employee satisfaction, schedule adherence, productivity, revenue, margin and retention. Your tools may include Salesforce, Genesys Cloud, CMS/IEX, Blue Pumpkin, Microsoft Excel, PowerPoint, CRM platforms, workforce-management systems, quality-assurance systems and reporting dashboards.
The day can also include client business reviews, coaching team leaders, floor audits, corrective action plans and daily, weekly or monthly reports. Direct customer calls are not the central activity; operational control, people management, analysis and client governance are. No reliable study gives a percentage split between the visible client-facing work and everything else. Flexible schedules and coverage across client time zones are common requirements; Canada's broader occupation usually works more than 40 hours per week.
